Abstract
The purpose of this study is to examine the effects of stress caused by impersonal treatment and relational conflicts on service deep acts and service orientation when call-center service representatives interact with customers. We focus on Inner psychological states and human relationships rather than uncontrollable job environments in the call-center. Additionally this study investigates how the relationship between job burnout and service deep acts is moderated by goal orientation that is a crucial construct in coping with stress and solving problems. The results show that customer complaints and colleague-related stress significantly influence job burnout. However, supervisor-related stress does not significantly affect job burnout. These are call-center service-specific results. Formalized service system and high turnover rates of call-center services bring about these results. Also this research reveals that in the case of analyzing the stress causes service types and situational factors should be considered. Furthermore, whereas job burnout is negatively associated with service deep acts the impact of job burnout on service orientation is not significant. Call center representatives should provide services to customers superficially according to the rule of expression. Therefore, it is likely that psychological dissonance could take place internally and lead to job dissatisfaction and turnover. Accordingly the call center agent should not overlook the causes that impair service deep act. Furthermore, goal orientation plays a significant moderating role in the relationship between job burnout and service deep acts.
