Abstract

As artificial intelligence and robotics technologies increasingly replace human agents in service settings, it remains unclear how customers evaluate recovery efforts depending on whether the provider is a human or a robot. Drawing on organizational justice theory, role congruity theory, and psychological ownership theory, this study investigates how the type of service recovery agent (human vs. robot) influences customers’ perceptions of procedural and interactional justice, and in turn, affects customer satisfaction. Furthermore, it examines the moderating roles of perceived role congruity and psychological ownership in these relationships. Data were collected from 334 consumers in China who had experienced a real-life service failure and subsequent recovery. The results reveal that robotic service providers elicit higher perceptions of procedural justice, whereas human agents lead to greater perceptions of interactional justice. Procedural and interactional justice both mediate the relationship between recovery agent type and customer satisfaction. Moreover, perceived role congruity and psychological ownership strengthen the positive effect of robotic agents on procedural justice but do not significantly moderate perceptions of interactional justice. These findings extend justice theory to AI-enabled service recovery and offer insights into the cognitive and emotional boundaries of human–robot service encounters.
