Abstract

The purpose of this study is to understand the influence on service recovery results in situations of service failure depending on the types of service provided to customers and customer traits. Specifically, this study has examined two cases of making orders through a server and a customer ordering by him-/herself through the kiosk; this study empirically examines the inconvenience felt by the customer, satisfaction felt by the customer when service recovery efforts are made by the servicing firm, and the perceived level of control felt by the customer in situations of service failure. Data used for the empirical analysis was collected through an experiment consisting of a total of 201 participants, and 187 sets of data were used, excluding those with missing values. The participants were randomly assigned to service types (server vs. kiosk) using a service failure scenario, and the subsequent scenario involved the provision of service recovery activities. The results indicated that the customers using the kiosk felt a higher level of inconvenience in service utilization compared to the group attended by a server during service failure, when they felt a higher level of procedural justice. Furthermore, the customers in the kiosk group had a higher level of satisfaction associated with service recovery when they perceived a higher level of distributive justice, compared to the group that was attended by a server. Moreover, customers had a higher level of perceived control over the service process when they had higher satisfaction with service recovery, in scenarios attended by a server rather than in scenarios where the customers were serviced by the kiosk. This study has an academic significance as it has empirically proven the possibility of recovering from service failures through service recovery activities with high levels of procedural and distributive justice. This study also has a practical value as it ultimately presents ways to increase revenues in service-based stores by identifying conditions for raising the satisfaction level associated with service recovery in restaurants, as well as in various service-based establishments such as airline service desks.
