Abstract

This study is based on previous research which shows that service quality and customer satisfaction have a non-linear relationship. Based on the Kano model, this study classifies the quality of service attributes in large discount stores into three factors. These include basic factors, which do not increase satisfaction but cause dissatisfaction if they are not provided;excitement factors, which do not cause dissatisfaction if not provided but increase customer satisfaction significantly if provided; and performance factors, which have a linear relationship with customer satisfaction. The results of this study are summarized below. First, service quality in large discount stores was categorized into the following six quality attributes: salespersons, promotion strategies, convenience of access, product quality, store layout, and delivery service. Second, assuming a linear relationship between service quality and customer satisfaction, an importance-performance analysis was conducted. The results showed that product quality was considered to be an important quality factor by consumers, but the performance level was only average, showing the need for improvement in the future. Convenience of access showed a high level of performance, although it was not considered to be important by consumers. Salespersons, the presence of a delivery service, and the store layout all had a slightly higher performance level than perceived importance. Lastly, promotion strategies had low consumer importance as well as a low performance level. Third, the quality factors were classified according to the Kano model based on the assumption that service quality and consumer satisfaction have a non-linear relationship. For all respondents, promotion strategies as a whole were found to be a basic factor that does not affect the level of customer satisfaction, even when enhanced. On the other hand, salespersons, providing a type of personal service, were found to be an excitement factor which increased customer satisfaction dramatically when this factor was improved. Product quality was found to be a performance factor which had a linear relationship with customer satisfaction; as the product quality increased, customer satisfaction increased as well. For non-working housewives, the results were similar to those of the entire sample; promotion strategies were classified as a basic factor, salespersons as an excitement factor, and product quality as a performance factor. However, for working housewives, while promotion strategies were classified as a basic factor as well, product quality was classified as an excitement factor, showing a result different from that of the entire sample and from that of non-working housewives. It is expected that the results of this study, which show that improving the level of quality attributes does not necessarily cause a linear increase in customer satisfaction, will be helpful for corporate decision makers who have to create strategies that maximize business results with limited resources.
