Abstract
Focusing on social big data, this study examined uncomfortable experience caused by COVID-19 (i.e., travel cancellation and refund/penalty issues) to predict traveler emotions and complaint behavior, and to establish better service recovery strategies. In detail, this study attempted to predict the emotional responses of travelers by categorizing unstructured text data related to uncomfortable experiences and revealing rules of association between words. The detailed influence of the text-based factors on traveler emotional status was also confirmed. Research results showed that corona (COVID-19), travel, countermeasure, cancellation, hotel, airline, mask, time, refund, and inspection are the top 10 key words with high frequency of appearance. Corona prevention, reservations and services, interactions, processes/procedures, and rewards were keyword factors derived based on the structure among the central keywords. In addition, regarding the influence of the main text-based factors on the positive emotions of travelers, four of the factors were found to be significant while the reservation and service factor was not.
