Abstract
This study extends previous research by developing a typology of service failures and recoveries commonly occurring in the Internet retailing. Specifically, this study identifies and classifies service failures within the Internet retailing, identifies and classifies recovery efforts utilized by Internet retailers to correct failures, measures customer satisfaction with each respective recovery efforts, and assesses subsequent shopping behaviors that reflect Internet shoppers’ repurchase intention rates. Using critical incident technique, the authors classify 457 critical incidents pertaining to Internet retailing. The authors categorize these incidents to discern the sources of service failures and recovery strategies unique to the Internet retailing. In addition, the authors propose customer desired recovery strategies.
