Abstract
The main objective of this study is to systematically analyze the service recovery process in an Internet retail environment. We examined the relationship between the customer demographics and transaction experience and the severity of service failure. We also identified how customers’ distinct complaint types and Internet retailers’ complaint handling influence on customer satisfaction evaluation and loyalty after the Internet retailer recoveries. The results indicate that customers’ complaint types do not statistically affect customer satisfaction evaluation and loyalty after the Internet retailers’ recovery efforts. However, Internet retailers’ recovery efforts (monetary-nonmonetary, aggressive-passive (2×2)) demonstrated a significant influence on post recovery customer satisfaction evaluation and loyalty.
