Abstract

The rapid advancements in Artificial Intelligence (AI) and robotics technology, which define the Fourth Industrial Revolution, have led to the widespread adoption of AI robots in the hotel industry. As the industry faces conventional challenges such as labor shortages, high turnover rates, and high customer expectations for service personnel, the integration of AI robots presents a viable solution. This study aims to explore how customers' expectations of service quality differ depending on hotel type (luxury vs. midscale) and staffing configurations (solely AI robots vs. AI robots coexisting with human staff) in this dynamic environment. To achieve the objectives of this study, a scenario-based experimental survey was conducted, and data were collected from U.S. participants via Connect by CloudResearch. The collected data were analyzed using one-way ANOVA to compare how the four different conditions affect expected service quality. The results confirmed that integrating human staff with AI technology significantly enhances expected service quality, particularly in luxury hotel settings. These findings suggest that adopting a collaboration of human staff and AI technology is more effective in improving service quality, especially in luxury hotels. This study contributes to the theoretical foundation by applying Human-Robot Interaction (HRI) theory in the hotel context, offering insights into designing effective interaction environments where AI robots, human staff, and customers coexist during service encounters. Furthermore, it offers practical implications, highlighting the importance of strategically integrating AI robots with human staff at various service encounters based on hotel type to maintain competitiveness in an increasingly digitalized hotel market.
