Abstract

As the relationship between firms and consumers becomes important, effective and agile customer response to service failures has emerged as an important issue in firms’ survival. Compared to conglomerates and SMEs (small and medium enterprises), startups usually have scarce resources such as human resources and capital. In particular, since startups lack capabilities and resources that can cope with service failures, such failures are more fatal to startups' survival. This study attempts to verify how the chatbots’ anthropomorphic messages and agile customer response affect consumers' emotions, behavioral responses, and image in the service failure situation. Results present that chatbots’ anthropomorphic messages positively influence a firm's image, consumer emotions, and behavioral responses. Moreover, startups' agile customer response to inconveniences positively moderates the relationship between chatbots’ anthropomorphic messages and firms' image, consumer emotions, and behavioral responses. That is, when startups respond to customers through chatbots in the service failure situation, the level of chatbots’ anthropomorphic messages and agility prevent negative customer emotions, reactions, and consequently negative evaluation of the firm. Theoretically, this study contributes to the existing customer relationship studies via chatbots. Managerially, this study suggests directions for startups to have strategic and sustainable capabilities where experiencing market failure situations via appropriate customer relationships.
