Abstract
It empirically studied the effects of customer status on loyalty when customer experience demotion in loyalty program. A scenario based 2(customer demotion: highest status customer/middle status customer) × 2(consumption value: utilitarian/hedonic) × 2(type of apology messages: included information/excluded information) between-subjects factorial design experiments are conducted for the hypotheses. According to the result, middle status customer's loyalty and highest status customer's loyalty responsively was decreased to customer demotion. In that case, middle status customer's loyalty was less decreased than the highest status customer. In case of the highest status customer, hedonic value oriented group's loyalty was less decreased, while in case of the middle status customer, utilitarian oriented group's loyalty was less decreased. And in case of the highest status customer, loyalty of the group provided with apology message included information about the customer’s decline in spending with the firm was less decreased. However, in case of middle status customer, loyalty of the group provided with apology message excluded information about the customer’s decline in spending with the firm was less decreased. Moreover, it tested three way interactions among customer status, consumption value, and types of apology messages and the result indicates that the case of the highest status customer, loyalty of hedonic value oriented group provided with the apology message excluded information about the reason of demotion was less decreased. In case of middle status customer, loyalty of utilitarian oriented group provided with the apology message included information about the reason of demotion was less decreased. This study will be managerial implication for marketing practitioners who want to economically establish the royalty program when customers experience the demotion.
