Abstract
This study focuses on the importance of apology in the service recovery efforts of a company, subdividing it into three dimensions and examining its impact on service recovery satisfaction. In addition, unlike the previous studies, the concept of psychological forgiveness was introduced to identify the importance and mediating effects of customer forgiveness in the structural relationship between apology and recovery satisfaction. The empirical results of this study are as follows. First, apology as offers of compensation had a positive effect on service recovery satisfaction. Second, apology as expressions of empathy was found to have a positive effect on service recovery satisfaction. Third, apology as acknowledgement of violated rules/norms were found to have a positive effect on service recovery satisfaction. Fourth, customer forgiveness for corporate apologies has a positive effect on service recovery satisfaction. Therefore, through a sincere apology based on a deep understanding of the customer and a forgiveness process, the company not only resolves the fundamental conflict but also psychologically changes to convert into a loyal customer and build a long-term relationship. You will gethe best results.
