Abstract
The purpose of this study was to examine how mental simulation influences on consumers’ response to service failure. To be specific, arguments were hypothesized as follows. Process simulated consumers would show more negative response to process failure than outcome failure, whereas outcome simulated consumers would react more negatively to outcome failure than process failure. To this end, two experiments were conducted. Experiment 1 showed that the process simulation group responded more negatively to the process failure than outcome failure and thus the hypotheses 1-1 was supported. However, the outcome simulation group showed more negative responses to the outcome failure than outcome failure in the partial variables and thus the hypotheses 1-2 was marginally supported. Finally, in the case of the service failure in both of process and outcome, outcome simulation group showed more negative responses than did process simulation group and thus the hypotheses 1-3 was supported. In Experiment 1, process-thoughts on the service induced more in the process simulation group than in the outcome simulation group, while outcome-thoughts on the service induced more in the outcome simulation group than in the process simulation group. However, regardless of simulation types, subjects generated more outcome-thoughts than process-thoughts in absolute sense. In Experiment 2, process-thoughts induced more in the process simulation group than in the outcome simulation group, while outcome-thoughts induced more in the outcome simulation group than in the process simulation group. Further, process- and outcome-thoughts were well- balanced in terms of amounts of thoughts across simulation types. The results of Experiment 2 showed that hypotheses 1-1, 1-2, and 1-3 were fully supported.
