현대 사회에서 다양한 유형의 서비스 환경은 전통적인 서비스에서 지능형 서비스로의 전환 과정을 겪고 있다，현재 학계에서 다양한 서비스 시나리오에 대한 사용자 경험 연구는 여전히 초기 단계에 머물러 있다，특히 시간 차원의 순간적 경험과 순차적 경험에 대한 연구가 부족하다. 경험을 향상시키기 위해 본 연구는다양한 서비스 시나리오에서 고객 경험의 시간적 차원에 대한 구조 모델을 탐구하는 것을 목표로 한다，사용자의 순간적 경험과 순차적 경험이라는 이중 차원의 경험 구성 차이를 명확히 한다，순간 서비스와 순차 서비스의 특징을 파악하고 서비스 환경을 개선한다. 이를 위해 본 연구는 먼저 시간 차원을 분류 기준으로 삼아 순간 서비스와 순차 서비스를 정의한다. 빈도 분석을 통해 50개의 서비스 시나리오에서 대표적인 순간 서비스와 순차적 서비스 시나리오를 도출한다. 문헌 분석법을 활용하여 순간 서비스와 순차 서비스의 평가 요소를 확인하였다， 탐색적 요인 분석을 통해 순간 서비스와 순차 서비스의 특징 및 공통된 특징을 찾아낸다. 분석 결과에 따르면, 순간 서비스는 효율성을 바탕으로 높은 수준의 순간적 경험을 형성하는 반면, 순차적 서비스는 신뢰성과 기능성을 통해 높은 평가를 받고 있다. 연구 결과는 다양한 서비스 시나리오의 서비스 설계 이론을 최적화했을 뿐만 아니라 시간 차원에서의 고객 만족도 향상을 위한 실증적 참고 자료를 제공한다.
Abstract
Today's society is witnessing a transition from traditional services to intelligent services across various service scenarios. Current academic research on user experience in these scenarios remains in its early stages, particularly lacking in studies examining the temporal dimensions of momentary and sequential experiences. To enhance customer experience, this study aims to explore structural models of customer experience across time dimensions in diverse service scenarios. It seeks to clarify the compositional differences between users' instantaneous and sequential experience dimensions, identify the characteristics of instantaneous versus sequential services, and improve service environments. To this end, the study first defines instantaneous and sequential services based on the time dimension as a classification criterion. Frequency analysis was conducted to identify representative instantaneous and sequential service scenarios from 50 service contexts. Literature analysis identifies evaluation factors for instantaneous and sequential services, while exploratory factor analysis uncovers their distinct and shared characteristics. Findings reveal that instantaneous services generate high-level instantaneous experiences through efficiency, whereas sequential services achieve high ratings via reliability and functionality. These results not only refine service design theories across scenarios but also provide empirical guidance for enhancing customer satisfaction within the temporal dimension.
